Job Description: Real-Time Analyst (RTA) – BPO

Position Summary

The Real-Time Analyst (RTA) is responsible for monitoring real-time contact center operations to ensure service levels, productivity, and operational efficiency are achieved. The role involves tracking workforce performance, managing schedule adherence, identifying staffing gaps, and coordinating with Operations and Workforce Management (WFM) teams to optimize resource utilization and meet client service level agreements (SLAs).

Key Responsibilities

  • Monitor real-time operational performance across all queues and channels.
  • Track service levels, queue volumes, average handle time (AHT), occupancy, and other operational metrics.
  • Monitor agent schedule adherence and communicate deviations to Operations.
  • Identify staffing shortages or surpluses and recommend appropriate real-time adjustments.
  • Coordinate with Team Leaders, Operations, and Workforce Management to maintain service levels.
  • Manage intraday staffing activities, including breaks, lunches, meetings, and offline activities.
  • Analyze real-time trends and escalate operational risks that may impact business performance.
  • Generate and distribute real-time, daily, and intraday operational reports.
  • Monitor system outages or operational disruptions and communicate business impacts.
  • Recommend corrective actions to optimize productivity and customer experience.
  • Ensure compliance with workforce management processes and client requirements.
  • Support continuous improvement initiatives by identifying operational trends and opportunities.

Qualifications

  • Bachelor's degree in Business Administration, Statistics, Information Systems, or a related field (preferred).
  • 1–3 years of experience in Workforce Management or Contact Center Operations.
  • Experience as a Real-Time Analyst or Workforce Coordinator is preferred.
